20What is unconscious bias, and how can it affect service?

Unconscious bias involves assumptions that influence judgement without deliberate awareness. Staff might assume someone’s purchasing power, language ability or technical knowledge from their appearance. Asking relevant questions and applying consistent criteria can help challenge those assumptions.

21Does fair service mean treating every customer exactly the same?

No. Consistent respect does not require an identical approach. One customer may need written instructions, another more time, and another a different communication format. The goal is fair access to a dependable standard of service.

22What is inclusive language?
